One of the clearest themes to emerge was technician access. Participants compared different approaches to deciding who can open a case, and when. In one model, web-based controls require technicians to reach a minimum certification level before they can contact the tech line, with the system automatically checking training records. Another organisation described a more permissive structure, where access is linked more closely to dealership role than to formal training thresholds, although agents can still review a technician’s background and steer complex work, especially high-voltage EV repairs, towards more experienced personnel.
That tension between openness and control ran throughout the discussion. The group agreed that TACs need to remain accessible without being swamped by avoidable calls. Some organisations are using normalised reporting to identify dealers and technicians who rely on support too heavily, as well as those who may not be using it enough.
Integrated diagnostics also emerged as a major differentiator. Participants described systems that automatically attach VIN-specific scan data, diagnostic trouble codes and recordings to a case file. Others pointed to the value of remote-support tools such as smart glasses, screen sharing and smartphone video, which can help agents guide repairs in real time. The more dealer systems are connected, the easier it becomes to understand the repair context, reduce back-and-forth exchanges and spot recurring patterns earlier.
The relationship between TAC activity and prior approval was another important topic. Some organisations route work requiring authorisation through technical teams before warranty approval is granted, while others keep the technical and payment functions deliberately separate. Even where TAC validation supports the repair, participants said warranty teams must still judge the claim independently, checking documentation, credibility and compliance. There was also recognition of a common risk: dealers may assume that opening a tech line case automatically means a claim will be approved.
Measuring whether a repair actually solved the problem proved to be one of the most practical and awkward questions in the room. Several participants said they track repeat contacts, reopened cases and comeback events tied to the same VIN. Others use technician surveys when a case closes. Yet the group acknowledged that no method is perfect, particularly when dealer repair order data is incomplete. In many cases, if the dealer does not call back, the industry still falls back on the assumption that silence means success.
The session also marked the rollout of the TAC Metrics Framework, which will be the focus of the next meetup on 11 August. The framework groups benchmarking into three areas: efficiency metrics for phone and digital cases, business metrics and satisfaction metrics. Its aim is to create shared definitions that make cross-OEM comparison meaningful, while recognising that TAC performance can no longer be measured only with traditional call-centre indicators.
Topics expected to feature in that work include contacts-to-close ratios, average touchpoints per case, the balance between digital and phone workflows, executive dashboards versus agent-level measures, dealer-facing transparency and reporting, as well as response times, escalation patterns and closure behaviour. The wider goal is clear: the organisations making the most progress are those combining tighter operating rules, stronger data links, better technician enablement and metrics that reflect what actually happens in the shop.
