Good QA scores can create a false sense of security in contact centres when they are not aligned with what customers actually experience.
That is the central warning from MiaRec, whose John Ortiz argues that many teams are mistaking a tidy scorecard for a true picture of service quality. For years, contact centre leaders have relied on quality assurance as a proxy for service performance. But as Ortiz notes, it is increasingly common to see strong internal scores sit alongside weak customer satisfaction results. In practice, that means an interaction can satisfy a checklist while still leaving the caller frustrated, confused or ready to switch provider.
Research cited by CMP suggests this is not an isolated issue. Improving customer analytics and insights has been the top strategic priority for contact centres for two years running, reflecting a growing recognition that many organisations cannot clearly connect QA performance with customer sentiment. Jordan Zivoder, CMP’s quantitative research lead, reportedly told a MiaRec webinar that when organisations compare QA scores with CSAT data, the relationship is often weak. In some cases, it is barely there at all.
That disconnect matters because a QA score may be measuring process adherence rather than customer outcome. Traditional scorecards were designed around what a human reviewer can realistically inspect: did the adviser greet the customer properly, confirm details, follow the script and close the call correctly? Those are useful checks, especially for compliance. But they do not necessarily reveal whether the customer felt understood, whether the issue was actually resolved or how much effort the interaction required.
Other industry commentators have reached similar conclusions. SQM Group has argued that auto QA benchmarking can expose the limitations of manual scoring, while Vistio and ICMI have both pointed out that QA and CSAT often move independently, even though each is intended to improve service. In other words, an agent can follow policy perfectly and still deliver a poor experience, or miss a procedural step while still solving the customer’s problem effectively.
Calibration is another weak point. CPSpike has highlighted cases in which excellent QA scores masked falling satisfaction because evaluators were not scoring consistently. That kind of inconsistency can leave managers chasing the wrong problems, especially if the scorecard has grown over time through layers of added questions and weighted criteria that were never validated against customer outcomes.
Ortiz says the risk is compounded by the way many centres still assess only a small sample of interactions manually. As other QA software providers note, reviewing just 2% to 5% of contacts leaves most conversations unexamined and can introduce bias, fatigue and delay into the feedback loop. By the time a coach spots a pattern, the customer impact may already have been felt across hundreds of calls.
MiaRec’s answer is to add a second layer of measurement focused on experience rather than compliance. Using conversation analytics, the company says it is possible to estimate customer satisfaction, effort, loyalty and churn risk across all interactions, then explain why a call appears positive or negative based on the transcript. That approach, it argues, gives managers a more complete view of performance and makes it easier to spot when a high QA score is hiding a weak customer journey.
The broader message is not that QA should be abandoned. It still provides structure, accountability and a basis for coaching. But if the scorecard is not tracking the outcomes customers care about, then a healthy-looking dashboard may be more reassuring than accurate. The more useful question is whether the metrics in use can predict satisfaction, resolution and retention, or whether they merely confirm that a process was followed.
For contact centres, that distinction is becoming harder to ignore.
